About this file
This is an exhibit outlining Service Level Agreement (SLA) requirements for the Colorado Governor's Office of Information Technology (OIT) and the Integrated Document Solutions (IDS) unit of the Division of Central Services within the Colorado Department of Personnel and Administration. The document establishes performance standards for contractors providing equipment, supplies, and support services, including managed print services (MPS). Key service requirements include 24/7 customer call center staffing with live support available during business hours (8:00 a.m. to 5:00 p.m. Mountain Time, Monday through Friday, excluding state holidays), electronic service request options via web, facsimile, and voice mail with continuous access, and mandatory service response times of four hours for customers within thirty miles of a service center and eight hours for those beyond thirty miles. Additional contractor obligations encompass equipment repair and maintenance in accordance with manufacturer specifications, preventative maintenance based on manufacturer-prescribed frequencies, comprehensive end-user training covering equipment operation and administrative procedures, and quarterly and annual performance review meetings with state representatives.
The SLA establishes specific compliance and invoicing requirements with defined penalties and performance metrics. Contractors must submit accurate, timely invoices no later than the 10th of the month following each billing period, with a $50 credit penalty per erroneous invoice and a 30-day cure period for billing errors. Monthly reporting must measure contractor performance against established service levels, and ordering entities retain the right to audit reporting accuracy at any time, with the contractor bearing auditor costs and fees if systemic errors are identified. The State designates a point of contact to serve as liaison, facilitate departmental assessments, oversee device deployment and transition into the MPS program, escalate issues as needed, and participate in scheduled performance reviews. Contractors must provide monthly management reports to IDS and supply metrics including sales volume, customer adoption, on-time delivery, billing accuracy, utilization of small and diverse suppliers, and customer satisfaction data.
