The Tier II level is responsible for investigating elevated issues by confirming the validity of the problem and performing troubleshooting processes as required.

The application liaison shall coordinate with the Area Manager and Program Manger to identify applications which require Tier II support services and document specific application requirements and Tier II support procedures. The application liaison shall request applicable Tier II support training from the Program Manager and ensure it is received and conducted for the Tier II technician’s preparedness. A comprehensive review of Knowledge Base Articles (KBAs) is performed by the Tier 2/3 personnel assigned by the AM and PM of each program. One quarter of the total KBAs will be provided to the assigned personnel for review on a quarterly basis. Review, edits, need for new KBAs, and retiring of old KBAs are done in real time in ServiceNow by the assigned personnel. All changes and additions are communicated to the E2E SMC Team Leads for final review. Edits that are made to existing KBAs take effect immediately. New KBAs and retiring of KBAs must be reviewed and agreed to by E2E SMC, withing two weeks of change submission, before changes go into effect. The application liaison shall coordinate with the Area Manager and Program Manager for each program in-scope quarterly to re-evaluate if additional applications require Tier II support services to be added or descoped and document specific application requirements and Tier II support procedures.
